This SOP offers a step-by-step guide for managing your Airbnb reputation to increase bookings, enhance guest satisfaction, and achieve or maintain Superhost status.

Airbnb favors high-rated listings, giving them better visibility, more inquiries, and higher occupancy. Superhost status further builds guest trust, increasing bookings and nightly rates. Strong reputation management reduces cancellations and negative reviews, especially during the crucial first 30–90 days. Overall, maintaining a solid reputation leads to repeat guests, consistent reviews, and higher ranking in competitive markets.

What You Need

Reputation Management Framework

A. Pre-Booking: Setting Expectations Correctly

Goal: Avoid misunderstandings → prevent bad reviews.

Key Actions:

  1. Respond to inquiries within 1 hour to maintain high response rates.

  2. Send a friendly message confirming details and clarifying expectations (e.g., parking, check-in time, amenities).

  3. Answer questions clearly and avoid vague promises.

  4. Pre-screen guests politely if needed (e.g., events, pets).

B. Pre-Arrival: Creating Confidence Before Check-In

Goal: Build trust so guests arrive feeling well-informed and confident.

Key Actions:

  1. Send a detailed check-in guide 24–48 hours before arrival.

  2. Include photos, access codes, parking instructions, and Wi-Fi details.

  3. Ask if they’re celebrating anything this opens the door for personal touches.

  4. Pre-arrival reminders about house rules help avoid conflict later.

C. During Stay: Delivering Five-Star Experience

Goal: Ensure a seamless, high-quality stay to prevent complaints.

Key Actions:

  1. Send a warm message after check-in:

    • “Just checking in, how is everything so far?”

  2. Address any issue within minutes, not hours.

  3. Provide solutions immediately:

    • Send cleaners ASAP

    • Replace broken items

    • If you offer refunds when necessary, please reach out to Airbnb. ( Refund Article )

  4. Avoid arguments or defensiveness; always stay friendly and solution-driven.

    Example Scenario 1: Guest complains about a noisy neighbor

    Defensive (what NOT to do):

    “It’s not my fault the neighbors are loud. You should have expected that.”

    Friendly & Solution-Driven:

    “I’m sorry you were disturbed by the noise. While we can’t control the neighbors, I can provide some tips to make your stay more comfortable, such as [white noise machine, earplugs, or moving to a quieter room].”

D. Check-Out: Encouraging Positive Reviews

Goal: Increase chances of five-star reviews.

Key Actions:

  1. Send a thank-you message and politely explain Airbnb’s rating system:

    • “If everything met your expectations, a 5-star review really helps us continue improving.”

  2. Ask if anything could have made the stay better, catch issues before they appear in reviews.

  3. Provide a 5%-10% returning guest discount to build loyalty and community.

    (For returning guests booking through Airbnb, send a special offer. For direct bookings, simply make a note in your guestbook.

E. Review Strategy: Protecting Your Public Reputation

Goal: Make your listing attractive to future guests.

Key Actions:

  1. Respond publicly to every review, positive and negative.

  2. Keep negative review replies calm, factual, and respectful.

  3. Focus on showing future guests that you take responsibility and improve quickly.

  4. Avoid blaming the guest or sounding defensive.

Handling Negative Reviews (Service Recovery)

Why: Fast action prevents long-term damage to listing performance.

Step-by-Step Process

  1. Acknowledge the Review Immediately (within 24 hours)

    • Reply publicly with gratitude + reassurance for future guests.

  2. Validate Internally

    • Review cleaner photos in Hostaway

    • Check maintenance logs ( Appfolio)

    • Review guest conversations

    • Confirm if the issue is real or miscommunication

  3. Contact Guest Privately ( Prioritize calling them)

    • Ask for more details

    • Apologize and offer to resolve the issue

    • If guest volunteers to remove or update the review, guide them

  4. Offer Compensation (Case-by-Case)

    • Small refunds ($25/$50 or what you feel is fair)

    • Free future night

    • Discount code

    • Only when justified and beneficial for long-term reputation

  5. Fix Root Cause Immediately

    • Cleanliness issues → retrain your cleaners

    • Amenity failures → replace or repair (hire handyman via TaskRabbit, Thumbtack, etc.)

    • Communication gaps → update templates ( HelloHost, HostAway Automated Messages, Airbnb Quick Replies)

Operational Standards That Affect Reputation

A. Cleanliness Protocol

  • Require cleaners to upload full photo sets: bathroom, kitchen, living room, bedrooms, grill, walls, remote controls, AC panels.

  • Cleaners must report all maintenance issues immediately (e.g., loose cabinets, broken remotes, stains).

  • Please ask your cleaners to use the Timestamp Camera App; this will automatically add a time and date watermark to all photos and videos.

B. Amenity Preparedness

  • We set up a Cleaner’s Closet with essentials in/near each unit, but there may be some things you want to purchase extras of:

    • AA and AAA Batteries

    • Light Bulbs

    • Remote controls

    • Small tools for quick repairs

    • Extra toiletries

  • Ensure all amenities listed on Airbnb are present and functional, and work with your cleaner to keep you up to date on supply levels.

C. Communication Excellence

  • Response time under 1 hour.

  • Always friendly, clear, and solution-focused.

  • Avoid long delays that lead to guest frustration or bad reviews.

Use Airbnb’s Quick Reply feature to attach your saved House Manual message or HelloHost AI.

Superhost Strategy

To qualify, you must consistently meet the following metrics every 3 months:

  • 4.8+ overall rating

  • 90%+ response rate

  • 1% or lower cancellation rate

  • High booking volume with consistent reviews

Steps to Achieve & Maintain Superhost Status

  1. Focus heavily on the first 30–60 days of a new listing.

  2. Over-communicate to ensure smooth check-ins.

  3. Monitor guest satisfaction daily.

  4. Resolve issues before guests check out.

  5. Use the review-follow-up SOP for every guest.

  6. Train cleaners and maintenance teams continuously.

  7. Track performance metrics monthly.
